Internal IT teams get support requests from every direction: Slack, email, helpdesk portals and DMs. When your IT department is stuck reading each one, judging urgency, and deciding what happens next, team members get stuck keeping the wheels on instead of working on the projects that move the business forward. 

The AI built into traditional ITSM platforms, like JSM's Rovo or Freshservice's Freddy, rarely fix that. They answer basic questions and link to knowledge base articles without resolving anything.

What is AI-powered ticketing?

AI-powered ticketing uses artificial intelligence to process and resolve IT support requests. The system acts as an automated first responder for common Tier-1 issues, working out what the employee needs and handling routine requests using connected knowledge sources and pre-approved runbooks. More complex issues are passed to the IT team with the relevant context intact.

Take one of the most common requests in an IT queue: software access. 

  • An employee types “I need Notion access” into a Slack IT help channel. 
  • The system immediately opens a ticket and starts processing the request. 
  • It checks the access rules for that app and collects manager approval if required. 
  • It then grants access through Okta, applies any time limit and closes the ticket with each step logged.

The employee gets what they need without waiting for IT to step in, while the team still has a complete record of what happened.

The challenges of traditional ticketing systems

For many IT teams, the traditional helpdesk platform has become part of the problem. Routine requests still require manual work, and employees often find ways around clunky support processes. Here are the biggest challenges holding traditional ticketing systems back.

Repetitive Tier-1 requests

Access requests, password resets, and recovery key retrievals are the most common issues IT teams need to resolve daily. Some of the teams we have spoken with say that access requests account for 50-80% of ticket volume, with much of that work still handled manually.

Someone has to check whether the employee should have access, get approval, and make the change in the relevant system. Then the ticket needs to be updated and closed. When IT has to repeat that process dozens of times a day, strategic projects get pushed down the list and more urgent issues risk getting buried in the queue. 

Low auto-resolve rates and budget creep

Many ticketing platforms now come with bolted on AI features, but they’re essentially glorified keyword matchers. The tool scans a request for terms it recognizes and shares  a generic answer or a link to a partly relevant knowledge base article. According to some of our customers, this approach resolves only around 3–5% of requests before they reach IT.

These tools can't reliably handle follow-up questions or adapt when a request gets complicated. Most importantly, traditional helpdesks can help answer a question, but they can’t execute the action needed to resolve the ticket, meaning most tickets still get resolved manually and teams are right back where they started.

Costs can rise with usage as well. Legacy helpdesk tools like Jira's Virtual Service Agent and Freshservice’s Freddy AI charge extra once you exceed included AI usage. So teams can end up paying more for AI that still leaves most of the resolution work to their own staff.

The portal problem 

Traditional ticketing systems often require employees to leave the tools they use every day and submit requests through a separate portal. That means stopping what they’re doing, opening another system, and filling out a form before anyone even looks at the problem.

One company of around 650 employees experienced exactly this. Support ran through Jira and Confluence, with employees submitting requests through a generic bot and waiting roughly 24 hours for a response. IT also had no clear reporting on what was happening across those requests.

In addition, many employees skip the portal entirely. They post in a public Slack channel or DM whoever helped them last time. Once requests are scattered across different places, they become harder to track and prioritize. Things fall through the cracks, resolution takes longer, and IT no longer has a clear view of all the requests coming in.

Complex implementation and slow time to value

Traditional helpdesks can take months to configure and roll out. The longer that process takes, the longer the business waits to see any return on its investment.

Building your own solution can take even longer. One large company we spoke with built a provisioning platform on Workato, but maintaining it was a huge operational burden. Because iPaaS platforms aren’t built specifically for IT service management, teams also have to account for the ticketing, approvals, and governance needed around those automations.

Taking the DIY route by combining a tool like Glean with a separate automation platform creates a similar problem. IT has to connect and maintain the different tools, while also building the workflows and controls needed to make them work together.

How does AI automated ticketing work?

AI automated ticketing can handle a support request from the moment it comes in through to resolution. It understands what the employee needs and determines what should happen next. Then it either completes the work itself or brings in an IT agent when human input is needed. 

Here’s what that process typically looks like.

Step 1: Intake 

The process starts when an employee asks for help through Slack, email, or an existing ticketing system like Jira. They might request access to an application, ask for an MFA reset, or need a recovery key retrieval. 

The system captures the request and automatically opens a ticket. Employees can simply describe what they need in their own words, without filling out a structured request form.

Step 2: Intent detection and classification

The AI analyzes the request to understand what the employee needs and extracts the information required to process it. For an access request, that could include the application, business reason, or requested duration.

It then classifies and tags the ticket automatically. A request for Notion access, for example, might be tagged “Notion,” making it easier for IT to filter requests and audit access activity later.

Step 3: Prioritization and routing

Once the request has been classified, routing rules determine where it should go. For requests the AI can handle, it becomes the initial assignee inside the existing ticketing system, much like a Tier- 1 agent. More complex requests can be directed to the appropriate team or support channel based on how the organization has configured its workflows.

Step 4: Automation and resolution

When a request can be automated, the AI follows the configured workflow and carries out the necessary actions. For example, if an employee needs a FileVault recovery key, the system can retrieve it from a connected device management platform and provide the information needed to resolve the request.

The workflow can account for different approval requirements. Some requests may need manager sign-off, while others can be approved automatically when predefined conditions are met. Access can also be granted for a fixed period and automatically revoked when that time expires. If a request is rejected, the ticket can stay open for further review.

The same approach can be used for password resets, MFA issues, group membership changes, and other repeatable support tasks. Once the required steps are complete, the ticket can be closed without an IT agent stepping in.

Step 5: Agent support for complex tickets

When a request requires human judgment, the AI hands it over with the context the agent needs to step in. This can include the original conversation and relevant information about the requester, their identity, or their device. This clear starting point reduces the time spent gathering information before they can work on the issue.

Step 6: Resolution and learning 

Every action taken during the ticket is recorded to create an audit trail of how the request was handled. IT can see whether the ticket was resolved automatically, where human intervention was needed, and what actions were taken.

More advanced AI ticketing systems can also learn from how agents handle escalations and use those resolutions to improve future performance. Over time, this helps the system handle more requests successfully and identifies new opportunities for automation.
